Give accurate answers and preserve customer commitments
Give customers a useful next action when confirmations are delayed. Do not describe an infrastructure outage as a breach without evidence. Explain whether the order is confirmed, whether the team is checking payment status, and when a reliable answer will be available.
Your immediate priorities
- Provide a route for checking existing transactions without asking customers to resubmit payment.
- Group cases by affected workflow and escalate unresolved duplicates or urgent commitments.
How to work through the decision
Use one approved, dated account of what is known, what is still being checked and when the next update is expected. Avoid diagnosing compromise from a customer’s description alone. Record the minimum information needed to route a case; passwords, payment card details and recovery codes do not belong in ordinary support chat. Track unresolved orders and promised follow-ups separately from general incident questions.
Evidence to ask for
An approved outage message and a follow-up queue matched to reconciled order records.
Can we give an update without inventing a restoration time the provider has not committed to?
Work with the next person
Send the business manager a concise list of customer effects, unresolved commitments and recurring questions. Escalate new security evidence through the incident channel, preserving the original report without circulating sensitive material.

A scenario to rehearse
Illustrative exercise, not an observed customer incident: Checkout remains reachable but payment status and order reconciliation are delayed. The team must decide whether to accept new commitments and how to prevent a customer retry from producing a duplicate order.
What a useful outcome looks like
An approved outage message and a follow-up queue matched to reconciled order records. Keep the decision dated and return to it if new evidence changes the scope.
