Give accurate answers and preserve customer commitments
Prepare for precise questions about information categories and account-specific impact. Use approved, dated language and escalate cases where the customer provides new evidence. A general vendor statement should not be presented as a final determination about every customer.
Your immediate priorities
- Keep account questions linked to the official incident case and responsible data owner.
- Avoid requesting database exports or sensitive query contents through ordinary support chat.
How to work through the decision
Use one approved, dated account of what is known, what is still being checked and when the next update is expected. Avoid diagnosing compromise from a customer’s description alone. Record the minimum information needed to route a case; passwords, payment card details and recovery codes do not belong in ordinary support chat. Track unresolved orders and promised follow-ups separately from general incident questions.
Evidence to ask for
A question-and-answer brief that clearly labels confirmed facts and pending investigation.
Are we answering this customer’s question or only repeating the provider’s general notice?
Work with the next person
Send the business manager a concise list of customer effects, unresolved commitments and recurring questions. Escalate new security evidence through the incident channel, preserving the original report without circulating sensitive material.

A scenario to rehearse
Illustrative exercise, not an observed customer incident: An operations team assumes its customer database is unaffected because the production cluster remains healthy, but a saved support query contains customer identifiers. The exercise asks the data owner to classify that separate exposure path.
What a useful outcome looks like
A question-and-answer brief that clearly labels confirmed facts and pending investigation. Keep the decision dated and return to it if new evidence changes the scope.
