Give accurate answers and preserve customer commitments

Translate the confirmed operating state into a clear answer about orders, account access and expected updates. Avoid telling customers their data is safe just because the site is back online. Security findings and service restoration are different statements and need different approval.

Your immediate priorities

  • Use an approved message that states the affected function and when the next update is due.
  • Escalate reports of unexpected account activity through the incident channel without requesting passwords or payment-card details.

How to work through the decision

Use one approved, dated account of what is known, what is still being checked and when the next update is expected. Avoid diagnosing compromise from a customer’s description alone. Record the minimum information needed to route a case; passwords, payment card details and recovery codes do not belong in ordinary support chat. Track unresolved orders and promised follow-ups separately from general incident questions.

Evidence to ask for

A dated support brief and a reconciled list of customers needing an order-status follow-up.

Can a customer tell whether to wait, retry later or contact support about an existing order?

Work with the next person

Send the business manager a concise list of customer effects, unresolved commitments and recurring questions. Escalate new security evidence through the incident channel, preserving the original report without circulating sensitive material.

A scenario to rehearse

Illustrative exercise, not an observed customer incident: A retailer patches its primary web host but leaves an old PHP image serving a promotional domain. The exercise is to find the missed host through the domain-to-runtime inventory before announcing completion.

What a useful outcome looks like

A dated support brief and a reconciled list of customers needing an order-status follow-up. Keep the decision dated and return to it if new evidence changes the scope.
